Once you reach a certain level in your agency, serving and managing multiple clients and their websites, things can get even more demanding.

As a creative agency owner who has over 25 years of experience, I can sincerely say that scaling an agency while managing 2000 websites is no easy feat, but with the right know-how and tools, it is possible.

Simplify the most important processes

When you’re managing a myriad of different elements, simplifying all areas of how your agency operates is essential. To achieve this, agencies must first begin by assessing which critical tasks are taking up the most time or require the most input from the large majority of their teams. Essentially, business owners need to strategically lower the impact that the most burdensome and important work has on the operations team.

An agency specializing in designing websites, such as my own, will most likely realize that they need to understand their team's strengths and design logistics to optimize the business. In my own business, we came to understand that we needed a software solution that would simplify and facilitate our agency’s ability to easily produce professional websites at a faster rate for our clients. Our thinking at the time was that if we reduced the effort and time it took to fulfill our most critical task, we could free up time and resources to onboard new clients and ultimately grow our business.

A major factor in maintaining a good relationship is the quality of support and communication they receive. When there is a request for their website to be updated, how long will it take for your agency to respond? If an average of a hundred service requests are received each week, can all requests be answered within two to three hours? Does your agency have a post-launch communication plan? These are the questions that agency owners need to ask themselves in order to assess the quality of their support. Agencies should never underestimate the power of calling clients regularly, solving their problems expeditiously, and sharing helpful information and insights without being prompted.

Good service almost always leads to gaining a client's trust. Once an agency has earned the trust of its clients, it is in a better position to offer additional services and will likely see clients remaining customers for a long time. While some may argue that retaining customers for a long period of time is insignificant, the reality, according to a survey conducted by conversion rate optimization experts Invesp, is that acquiring a new customer is five times more expensive than keeping an existing one. Mistreating or ignoring existing clients won’t get agencies any closer to actualizing their goal of scaling their business.

A very important caveat is that not all clients are worth keeping. Most agencies will at some point encounter a client who cannot be satisfied, no matter what you do. To illustrate how we deal with high-stress clients in my own business, I’ll refer to a quarterly Board of Directors meeting which took in 2018. At the meeting, one of the Board members asked what our client turnover rate was, and I proudly replied: “less than one percent.” To my surprise, the entire Board was adamant that the client churn rate should be higher, as keeping difficult clients was bound to hinder the agency’s continuous growth. Today, we are able to identify which clients are worth keeping and which aren't – a skill that all growing agencies should adopt.

While we have only had to let go of about 10 to 15 clients, the shift in thinking resulted in increased productivity and, more importantly, a much better atmosphere in the workplace. No client is worth keeping if they bring unhappiness and unnecessary stress to an agency’s employees.

Quality begets quantity

Growing an agency while managing thousands of clients, while extremely challenging, is possible. Agencies that want to grow must simplify processes, deliver a high-quality service, and excel at customer support to effectively and seamlessly scale. When an agency specializes in a specific product offering, it’s critical to streamline the process of how the product is built. Quality will result in quantity: the higher the quality of the final product, the more revenue an agency will see. Furthermore, and most importantly, offering memorable and outstanding customer service will guarantee that clients spread the word and drive significant business growth.

True story: I found my dream job through Pokemon Go.

Crazy, right?

Pokemon - we all know it, either fondly from our childhoods or as a resurrected augmented reality game released in 2016. I jumped on board the Pokemon GO train from the get go, but I never thought it would lead me anywhere significant.

I was wrong.

My boyfriend and I found ourselves playing the game quite a bit in the past year. If you’re unfamiliar with the game, there are things called ‘raids’ where you can join up with a group of people to defeat (and hopefully capture) a high-level Pokemon. One day, my boyfriend, Bryan, stumbled upon a group of players doing a raid and decided to join them.

The story according to Bryan:

“The raid ends and everyone’s standing around trying to catch the Pokemon, and I hear 'Graphic Design' from two people a little in front of me. Shamelessly I go over and ask if I heard them correctly, and when they explained they worked at the building right next to us, I pulled out my phone and showed them Kristin’s Instagram page with all her artwork. After five minutes, I’m standing at the owner’s desk showing him her website. He said to have her contact him, and next thing I know, she’s going in for some training!

I’d love to tell you I did something special to pitch her, but I got extremely lucky with a right-place right-time situation. I’ve always felt Kristin is better with design than I am at anything (and I don’t suck too bad!), and I simply was able to show him her work and her ability/work ethic took it from there. I’m glad to see how happy she is at Olive & Ash, and I’m glad I ran into those people when I did.”

I encourage anyone to put themselves out there, either with Pokemon GO or other means; I'm equally as happy that Brian connected me to Nat and the rest of the staff at Olive & Ash. I’ve always dreamed of working for a company that gave me a balance between being creative and overseeing my own projects, but also helping me improve as I moved forward in my career as a graphic/web designer. My experience here has been everything I could have hoped for.

It’s been less than 6 months, but from day one, I’ve been comfortable and thriving in this environment. Nat and the rest of his staff have been so accommodating as I’ve learned the ins and outs of web design, and at the same time they’ve given me so much creative freedom to run with projects and design as I see fit. I appreciate the balance between building my confidence on what I do well while continually pushing me to improve and be the best designer I can be.

As good as the beginning chapter of my time at Olive & Ash has been, I’m confident the best is yet to come!

In the world of online commerce, we hear a lot about to how to sell more and earn more. We worry about website design, testimonials, product descriptions and great graphics. We stress about copywriting and customer security and the color of our “buy now” buttons. All of this is important, to be sure, and it all comes down to one thing: creating that elusive “delighted customer.” Yet customer delight isn’t always created on the customer side of the website. There’s one critical element to your customer’s experience that can be made – or broken – before they ever get to your site.

Does happiness matter in business?

Before we get into the technical side of customer delight, let’s talk about the real value of that delighted customer.

As Peter Drucker famously said, “The purpose of business is to create a customer and grow that customer.” So if we look at our marketing and customer acquisition efforts strategically, then the purpose your business should be to build a higher lifetime value (LTV) for your customers. The LTV is basically an estimate of how much you expect a given customer to spend with you over the months or years you do business together. The higher the LTV, the more money you make against the cost of acquiring that customer.

Kissmetrics has a great infographic that helps explain the variables that go into determining your customer LTV:

Your customer lifespan
your customer retention rate
your profit margin per customer
how much discount you’ll offer your customer; and
the average gross margin per customer lifespan

There are a few different ways to calculate LTV – the simplest is to take your average customer lifespan and multiply that by the average customer revenue per sale. More complex calculations take into account other variables like discounts, profit margins, number of visits per year, etc. No matter how you calculate it, one thing is certain: Customer satisfaction improves lifetime customer value.

Satisfied customers mean less churn, more positive reviews and testimonials, fewer negative comments on social media, and increased stability for your brand and your bottom line. Happy customers means more sales; it seems incredibly obvious when you spell it out like that, but in reality a lot of our marketing and advertising work seems to forget – or at least overlook – this important fact.

How do we know if we are delighting our customers?

Consumers have an ever-widening number of options out there, and brands are increasingly aware of the new standard in customer service . It’s not enough to be “good enough.” We have to strive for excellence, for the best experience possible. And if you don’t, you can bet your competition is.

But how do you know if you’re missing the mark? To quote Bill Gates: “Your most unhappy customers are your greatest source of learning.”

Your unhappy customers have needs that are somehow not being met in their experience with you. This can sometimes be obvious – like a bad product review or a ticket placed with your CS team – but sometimes your most unhappy customers simply walk away and never tell you why. This is especially true in online commerce. Fortunately, those unhappy customers leave plenty of clues as they interac with your brand.

Speed – the defining factor for mobile happiness

If you really want to know what’s going on “under the hood” in terms of customer satisfaction, your site analytics are a great place to start.

“Your site stats are really important for showing the value of your site to your customer,” explains Duda CEO Itai Sadan. “For example, you can look at bounce rates, engagement analytics, and page visits to really see where they are interacting with your brand, and where they are leaving.”

Looking at engagement stats, for instance, can help you understand which pages are triggered the most, and which are not popular, Itai epxlains. This can help you design better sites and better marketing campaigns to drive better traffic. Or if you find that a particular page has a high bounce rate, you can look for design problems, irrelevant copy or other problems that might be turning your visitors off.

There’s one other thing that your site data can show you about your customer journey. What customers really want in their online experience with your brand is speed. And that, according to Sadan, is why Duda has reengineered their site building platform to be fully optimized for speed from the ground up.

Google research proves that Page Speed – the measure of how fast your page is to load for the viewer – is critical. In fact, more than half of all mobile visitors will exit your site if the page takes more than three seconds to load :

If you don’t make that three second mark, it doesn’t matter how good your products are, or how friendly the customer support team is. It doesn’t matter, because your visitor won’t stick around long enough to learn anything about your company. And if they don’t stick around, there’s no way you can delight them.

On the other hand, when you site is optimized for maximum page speed, the entire experience feels different. It welcomes you in. It gives you a sense that the brand actually values your time and appreciates you. It’s the basis on which a solid customer relationship can grow.

“Optimizing for page speed – even if you change nothing else – will immediately have an impact on your customer’s happiness level,” explains Sadan. Faster speed means higher engagement and a better user experience – and that will mean everything to your bottom line.
